Use ticket threads, not open channels. Every support interaction should be private between the customer and your team. Open channels create noise, discourage honesty, and make it impossible to track anything. Private threads or channels per ticket are non-negotiable for professional support.
Define your support tiers before you need them. First-line support handles common questions. Second-line handles complex issues or complaints. Third-line is for escalations that need a senior decision. Know who is in each tier and what they are empowered to do. Do not figure this out mid-crisis.
Separate internal communication from customer communication. Your team needs to talk to each other during a support interaction without the customer seeing it. This is where internal notes are essential. Staff-only messages inside a ticket let your team coordinate without creating confusion.
Set expectations publicly. Pin a message in your support area that tells customers what to expect including response times, what information to include, and what counts as urgent. Clear expectations reduce frustration before it starts.
Track everything. If you are not tracking ticket volume, resolution time, and which issues come up most often, you are flying blind. This data tells you where your product is breaking and where your support team needs help.
